ServiceNow’s third-quarter release, issued October 28, backs its CRM product with two customer results: 89% of fan inquiries resolved at first contact at the Bundesliga, and 73% of issues at Thrive.
The numbers behind the CRM claim
In its quarterly results filing, ServiceNow reported subscription revenues of $3,988 million, up 21% year over year, and total revenues of $4,106 million. Current remaining performance obligations reached $13.65 billion, up 20.5%. The company raised its 2026 AI annual contract value target to $1.7 billion, up from $1 billion at the start of the year.
The word CRM appears in the release twice, both times inside customer examples. The first says the Bundesliga named ServiceNow its Official CRM Partner and that “In just a few weeks, ServiceNow CRM helped the league consolidate fan services from seven digital channels to one.” The league now resolves 89 percent of fan inquiries at first contact, and caseloads are down more than 50 percent since the season began.
The second is Thrive, a managed services provider to small and mid-sized businesses. The release describes Thrive’s deployment of ServiceNow’s CRM solution Technology Provider Service Management with AI agents, and says “Thrive now resolves 73 percent of issues at first contact and has cut time-to-resolution by 63 percent.” Thrive also returned more than 14,500 estimated engineer hours to customer-facing work.
What the metrics measure
Both results are service metrics. First-contact resolution and time-to-resolution describe how fast a case closes, and neither is a pipeline, win-rate or quota figure. The release gives no CRM revenue line, and the only sales-related number in the financial tables is the sales and marketing expense of $1,271 million for the quarter. A buyer reading the release learns how ServiceNow wants its CRM judged. The size of the CRM business stays outside the document.
The release does touch selling in two other places. ServiceNow says it was recognized as a Leader and Customer Favorite in the Forrester Wave for Configure, Price, Quote Solutions, Q4 2026. It also says ServiceNow and Google Cloud announced industry solutions for telecommunications, retail, sales and IT, delivered through ServiceNow Action Fabric into Gemini Enterprise, so employees can start and finish governed actions without leaving the assistant they use daily. An expanded OpenAI partnership begins with a ServiceNow plugin for ChatGPT, also enabled by Action Fabric.
Agents, scope and the control layer
Chairman and CEO Bill McDermott said in the release, “This was more than another beat-and-raise quarter for ServiceNow, this was the inflection point for ServiceNow”. President and CFO Gina Mastantuono said, “Our AI momentum continues to build, with AI net new ACV exceeding expectations and enabling us to raise our year-end target”. The release adds that year-to-date consumption of agentic AI in production is up more than 13x year over year.
Most of the innovation section concerns governance. ServiceNow announced a new AI Passport solution to verify first- and third-party AI agents’ scopes in real time, and the Control Tower Alliance, whose founding members are Anthropic, Amazon Web Services, Cisco, HiddenLayer, Kong, NVIDIA, Okta, OpenAI, Stripe, WitnessAI and Zenity. NVIDIA enforcement layers will be able to read the AI Passport to validate what agents have permission to access or execute. An agent that updates customer records or sends a quote needs a defined scope, so the passport bears on CRM more directly than the revenue figures do. Our earlier reporting covered the same control questions from the pricing side in Conga’s deal-level pricing controls and from the order side in our opinion on the quote and the order.
What it means for the sales leader
In our reading, the release gives sales leaders three things to carry into a CRM evaluation. First, ask any vendor for resolution and cycle-time figures from named customers, and check what each figure counts. ServiceNow’s two examples come from a sports league’s fan service and an IT services provider, so they speak to service cases and say little about outbound pipeline. Second, ask where agent scope is recorded and who can change it, since this vendor now sells that as a product in its own right. Third, ask for the CRM line in the financials, so the size of the business sits next to the customer percentages.
A practical test fits inside one procurement meeting. Take the 89 percent and 73 percent figures and ask the vendor which of your own case types they would apply to. If the answer is service cases, the product may suit a customer success or support team before it suits a field of account executives. If the answer includes quoting and order flow, the Forrester CPQ recognition becomes the relevant reference, and the next step is a pilot against your own price book.
The quarter also shows how a platform vendor folds a CRM story into an AI story. The 13x consumption figure and the raised AI target sit in the same release as the Bundesliga and Thrive results, so a reader sees one narrative of customer outcomes, agent usage and agent governance. Sales leaders choosing among CRM vendors will meet that bundle in demos. Separating the three claims, and asking for evidence on each, keeps the evaluation anchored to the work their own reps do.
HPE, another named customer in the release, selected ServiceNow to transform customer support and field service for its Cloud and AI business. That example, like the others, sits on the service side of the customer relationship. Revenue teams that want the same platform to carry pipeline will need to ask for that proof separately.
