Salesforce completed its acquisition of Fin, the customer-agent company formerly known as Intercom, bringing its AI team and a base of more than 30,000 customers into Salesforce’s CRM. Fin’s agent resolves service queries end-to-end across chat, email, WhatsApp, SMS, voice and Slack at what the companies describe as an industry-leading 76% average resolution rate. “The #1 customer agent meets the #1 CRM,” said Marc Benioff, Chair and CEO of Salesforce. “The future of customer service is autonomous, intelligent, and built on trust.”
The deal matters to a revenue org because it collapses a line that used to separate vendors: the system that holds the customer record and the agent that resolves the customer’s problem after the sale are now built by the same company. For teams that have watched selling itself move out of the CRM screen and into chat interfaces, this closes the loop from the other direction: post-sale support is now converging on the CRM vendor’s roadmap too, which changes the calculus for any RevOps leader weighing a best-of-breed service agent against whatever ships inside their CRM contract next renewal.
The original insight is in what Salesforce chose not to do. Rather than folding Fin directly into Agentforce, the company is keeping it inside a separate AI Labs unit to “continue to serve its customers, advance its AI agent capabilities, and build market-defining AI models,” in Salesforce’s own words. A CRM vendor that had already built a 76%-resolution agent internally would not need to buy one and then run it apart from its flagship agent platform. That Salesforce is still filling gaps by acquisition rather than by shipping a better agent itself is worth remembering the next time a vendor pitches its own agent as best-in-class by default.
